Healthcare IT Solutions, LTD
Standard Service Level Agreement
1. Scope
This agreement covers support of the systems, interfaces, sites and users named in your support plan, including the interface engine, RamSoft products supplied by us, modality connectivity and the eHealth workflows we have implemented. Project work and new development are quoted separately.
2. Support hours
Monday to Friday, 08:00 to 17:00 Mauritius Time (UTC+4), excluding Mauritian public holidays.
Requests can be emailed or phoned in at any time and are logged straight away. Work starts within the response targets below, counted in business hours. Out-of-hours and weekend work, including planned go-lives and maintenance windows, is available by arrangement and quoted separately.
3. Severity levels and response targets
We agree the severity with you when the request is logged, and review it if the impact changes.
| Severity | Essential | Professional | Enterprise |
|---|---|---|---|
| Critical: service down or results not flowing | 4 hours | 2 hours | 1 hour |
| High: major function impaired | 1 business day | 4 hours | 2 hours |
| Normal: questions and minor faults | 2 business days | 1 business day | 4 hours |
Response targets are the time to start work, not the time to resolve.
4. How escalation works
- Log and triage. Every request is recorded, rated for severity and acknowledged.
- Diagnose and fix. We investigate interfaces, connectivity and configuration and resolve what is in our control.
- Engage the vendor. If the cause sits with RamSoft or an equipment or software vendor, we raise it with them, follow it up and keep you informed.
- Escalate to management. Critical issues that pass their target are raised directly with the founder and your named contact.
5. Your responsibilities
- Name a contact at each site who can report issues and approve changes
- Provide secure remote access, such as VPN, to the systems in scope
- Report issues with as much detail as possible: time, system, patient-free examples and error messages
- Keep vendor support contracts current for equipment and software we escalate to
- Tell us in advance about planned changes to connected systems or networks
6. Exclusions
Issues caused by changes made without our involvement, hardware failures, internet or power outages outside our control, and faults that sit with a vendor are handled on a best-effort basis. For vendor faults we manage the escalation, but resolution times depend on the vendor.
7. Reporting and review
Each plan includes regular reporting on requests, response times and system health, as set out in the plan: a monthly summary for Essential, a quarterly service review for Professional, and monthly reporting with a quarterly executive review for Enterprise.
